What triage decides
Every incoming ticket needs three answers before any work starts: what category it falls into, how urgent it is, and who or what should handle it. Triage is the step that answers all three, before deflection or escalation ever comes into play.
The agent identifies the caller and the client or environment the request belongs to, matches the request against known categories, and applies the priority rules you define for that category and that client.
Classification versus resolution
Triage is not the same as fixing the issue. A ticket can be classified correctly and still need a technician, if it falls outside the approved runbook or requires judgment the agent was not given. Classification determines the path; resolution or escalation is what happens next on that path.
This separation is what keeps triage reliable. The agent is not guessing whether it can fix something, it is applying a fixed set of category and priority rules the same way on every ticket.
Why consistent triage matters for MSPs
An MSP runs triage across many clients at once, each with its own priority definitions and categories. The agent applies the correct client's rules to every ticket instead of a single shared default, so a request that is urgent for one client is not silently treated the same as a routine one for another.
